CUSTOMERS AND THE FIRST REPLY

How to set a first reply standard for a small sales team

“First Reply Standard” is a kit for writing down, for your team, who answers a customer inquiry and how fast in each channel. The hard cases are covered separately: an inquiry on a weekend, a salesperson on vacation, two replies to one customer. An Excel log shows the share of replies on time every week.

A phone with empty message bubbles, a desk clock and a checklist card: the first reply to a customer on time

Who it is for

Who it is for

For the manager or owner of a sales team of up to 10 people where customers write in messengers and by email, use a form on the website and call. There is no shared rule for how to reply.

What this means for you

Pick the option that fits you, and the answer for your situation appears below.

Industry

Real estate and constructionThe same customer writes through several listing portals and to several agents. The tree has a rule for who owns an inquiry, and a duplicate window of 7 days.

Renovation and interiorsCustomers often write to several companies at once, and the job usually goes to whoever agrees on a site visit first. Set a time in the standard for offering a visit date.

Education and coursesMost inquiries come in the evening and in the week before a course starts, mostly in messengers and through the website form. Schedule duty people for those weeks ahead of time and prepare a reply with the date of the next class.

Healthcare and beautyCustomers write in the evening and on weekends, mostly in messengers, and want to book a time right away. Decide who replies outside business hours and put a promise in the auto-reply, such as “we will reply tomorrow by 10 a.m.”

Travel and hospitalityRequests come from messengers, booking sites and other time zones. Write down which time zone the reply time is counted in and who replies at night in high season.

Manufacturing and wholesaleRequests arrive by email with a list of items or a technical brief, and a real answer within an hour is not possible. That is why the standard has two times: confirming the request arrived, and sending the quote.

Retail and e-commerceSome messages are about an order that is already placed: delivery, returns, payment. Separate them in the standard, so that the first-reply time is counted for new buyers on its own.

Business services (consulting, marketing, IT, accounting)Customers mostly write by email and through the form. They expect an answer with substance, not “thanks, we will be in touch.” That is why the standard has two times: a first reply and a substantive reply.

Auto and transportationInquiries from classified sites are about a specific car, and the customer is writing to other dealers at the same time. Keep the first-reply time short and build into the template an answer on whether the car is in stock.

Finance and insuranceSome inquiries are questions about existing contracts and may contain personal data. Separate new applications from questions of existing customers in the standard, and decide through which channel documents may be sent.

Team size

1–3 peopleThere is nobody to cover for you. The main things here are auto-replies and a rule for who takes inquiries when a salesperson is on vacation or in a meeting. Often that is you.

4–10You will need a duty schedule and a rule for who takes an inquiry if its owner is busy. The “who replies if” tree has a branch for each case.

More than 10The kit is built for a team of up to 10. In a larger team, write a standard for each group and keep the 300-row log by group too.

Experience in the role changes little here. You can write the standard in one evening, and the first week of the log already shows the share of replies on time.

What it does not do

  • it does not set up your messengers, CRM or auto-replies: it gives you the texts and the rules, and you set them up;
  • it has no follow-up sequences and no answers to objections;
  • it does not connect to your channels: the time of the inquiry and of the reply is entered in the log by hand.

Questions

Questions and answers

How fast should you reply to a customer inquiry?

There is no single answer: it depends on the channel and on whether it is business hours. The kit has a table of starting values by channel, and you confirm them or change them for your team. A substantive reply gets its own time.

What goes into a first reply standard?

A reply time for each channel, who replies and who covers, what counts as a reply, and what to do outside business hours and in exceptions. A Word template of the policy is included.

How do you check that the team replies on time?

Keep a log with the time of the inquiry and the time of the reply. The spreadsheet converts the times into business minutes and counts the share replied on time for the week.

Two salespeople replied to the same customer. How do you prevent it?

Write down who owns an inquiry and how it is handed over. The “who replies if” tree covers this case. The standard also has a rule of “taking it”: one word in the shared chat that marks the inquiry as yours.

What do you reply to a customer who wrote at night?

Set an auto-reply with a clear time. The 52 templates include auto-replies for business hours and off hours. Who goes through the night inquiries in the morning is written into the standard.

How is this different from the First 30 Days kit?

The first-month kit has a general standard for reply speed and channel rules. The First Reply Standard builds on it and does not repeat it: it adds the exception tree, the policy document, 52 templates and a weekly log.
